01Choose one enquiry category and a human owner

Pick a narrow category such as explaining delivery options from published information. Use examples from the queue to define what belongs in the trial and what should be escalated. During the first phase, the assistant prepares a reply for an agent to approve. It should not make refunds, change orders or promise an exception to company policy.

Write the desired outcome as a resolved customer need. “The customer understands the next delivery step” is more useful than “the bot answered.” Decide when a conversation counts as unresolved, reopened or escalated. Keep these definitions consistent across the current process and the pilot so a quick response cannot disguise more repeat contacts.

02Keep facts, account data and actions separate

  1. 01Identify the question and required contextThe assistant proposes a category and asks for missing non-sensitive details. Requests involving account-specific information follow the existing identity-check process rather than trusting a name in a message.
  2. 02Draft from the approved sourceShow the service agent which policy or product document supports the reply. If the source does not cover the case, prepare a handoff summary instead of an invented answer.
  3. 03Approve the reply or escalateThe agent checks facts, tone and any promise. Refunds, complaints, exceptions and potentially urgent situations follow the team’s named escalation route.
  4. 04Record the outcomeSave whether the agent accepted, edited or rejected the draft and whether the case reopened. Keep the reason for a material edit so the source owner can fix recurring problems.

03Test the awkward conversations before wider use

  • A customer asks about a product variant that the source does not distinguish. The assistant should clarify rather than borrow details from a similar product.
  • A message quotes an old policy or asks the assistant to ignore its instructions. The current approved source and the agent’s authority should remain controlling.
  • A customer asks for another person’s order details. The workflow should enforce the established verification and access process.
  • An angry customer needs a person. The handoff should carry the issue and relevant context, with a reachable route and no loop back into the same unanswered questions.

Include the languages and channels your team actually handles. Ask service staff to assess whether a draft sounds appropriate for a delay, a complaint and a simple factual question. A polite message can still make an unauthorised promise. Put factual correctness and policy boundaries ahead of stylistic preference.

04Measure reviewed resolutions rather than answer count

Check outcomes after enough time for customers to reply. An immediate thumbs-up from the agent does not reveal that the customer had to ask again tomorrow. Track the correction burden and the effect on escalated cases; the assistant must not transfer work into a queue that nobody has capacity to manage.

  • RECOMMENDATION

For a support team introducing AI, we recommend reviewed replies first and separate approval before the system can change customer records or make commitments.

BasisThis depends on customer-facing consequences and an existing service team. The cited privacy document is relevant to processing review; it does not establish the quality or authority of a support workflow.

Illustrative acceptance criteria are a 20% improvement in median end-to-end handling time, no increase in reopened cases on comparable categories, all designated escalation tests passing and no unauthorised action. Have the support owner define material errors such as incorrect charges, delivery guarantees or disclosures before evaluating the sample.

Stop if private customer information is exposed, an unapproved commitment is sent or customers cannot reach the promised human route. Keep the previous process available. If the reviewed-draft stage works, evaluate any proposed action capability with its own limits, confirmation screen and recovery test rather than treating it as a minor setting change.
